We deal with severity based on a set criteria, ie sev 1 system is not available, sev 2 system is not available but there is a work around, sev 3 service is available but a fix is needed (ie bug). Our resolution times are then considered further based on the fault analysis, ie a bug may be fixed in the next update. we do have escalations and a paid for service for an enhance resolution time.
